A vice president at a large money management firm wanted her service representatives to be more effective in delivering bad news to clients. “When things will go wrong with a particular company’s account, we need to do a better job of delivering that news,” she told us. We designed a process for delivering the bad news in a way that actually improved the customer relationship. Then we created a workshop that trained all the service representatives in how to execute the process.
The results were fantastic. While they hope that problems would never happen, when they do, the news is delivered in a way that preserves and even enhances the relationship.
